Shopify Inbox Instant Answers: Make Common Questions Useful

Shopify Inbox instant answers can show shoppers a predefined response to a common question in online store chat. They work best when the answer is accurate, concise and paired with a clear path to a human. An instant answer should not promise delivery, refunds or support availability that the business cannot provide.
Distinguish the available tools
Shopify's instant answers guide says customers can choose a question and see its predefined answer when the Inbox agent is not active. Staff respond to follow-up messages. AI-generated suggestions may be available to review and turn on; a suggestion is not evidence that its policy wording is correct.
| Tool | Role |
|---|---|
| Instant answer | A customer chooses a displayed question and sees its answer |
| Quick reply | A staff shortcut used while composing a conversation |
| Suggested reply | A composing aid that staff review before sending |
| Inbox agent | Automatic behavior governed by its own settings and training |
| Human handoff | Staff investigate the specific customer's issue |
Shopify's quick replies guide says quick replies are for staff and do not influence the Inbox agent's automatic responses. Check the active configuration before assuming which feature a customer will see.
Write answers around real questions
Start with frequent, stable questions such as where to find the return policy or how to track an order. Link to the authoritative policy where useful, but include enough context to make the answer useful in chat. If a process depends on country, product or order status, state that limitation and offer the next support step.
Avoid asking for full payment card details, passwords or other sensitive data in a public-facing answer. An order-specific problem needs identity verification through the store's approved support process. If response hours are mentioned, keep them current and explain that automated answers do not mean a person is immediately available.
Create and test
Shopify documents instant answers under Sales channels > Inbox > Chat settings. Create a question and answer, choose visibility and save. It says a newly created answer is visible by default unless turned off, so prepare and approve the content before saving it visibly. Review how the list is ordered, and hide a draft answer until the appropriate owner has approved it.
| Test | Review |
|---|---|
| Customer opens chat | The question is understandable and visible when expected |
| Customer selects it | The answer matches the current policy |
| Link is followed | It works in the relevant language and market |
| Follow-up is sent | A staff member has a clear handoff process |
| Mobile device | Text and links remain readable |
Shopify says a default Track my order answer can be turned off but not deleted. Verify the current behavior for the store's Inbox agent settings, and test with a safe sample rather than a real customer's private data.
Maintain and measure
Give each answer an owner and review date. When a shipping service, return rule or holiday schedule changes, update the underlying policy and the answer together. Check conversation themes and support feedback, but do not assume that fewer messages mean every question was resolved. Ask whether shoppers could complete the next step and whether escalations reached a person.
Remove or hide outdated answers promptly. Keep a simple change record with the policy reference and approver so a future agent can explain why wording changed. See order notification testing and return status updates for adjacent communication practices.
